En las últimas semanas varios clientes y marcas nos han hecho la misma pregunta: ¿esta situación excepcional de la pandemia del Covid-19 obliga a que los procesos de comunicación externa e interna de una organización sean parte de esa excepcionalidad? Aunque no hay una respuesta contundente para el 100 % de los casos, me atrevería a decir que sí para la gran mayoría.
No me estoy refiriendo a la información que debe obligatoriamente darse ante la cuarentena, las nuevas asignaciones de funciones, el teletrabajo, el home office, vacaciones y descansos forzados, y en algunos casos despidos por falta de actividad productiva. Los criterios de oportunidad, asertividad y empatía para transmitir la nueva situación serán, al igual que en situaciones no excepcionales, claves para lograr los propósitos buscados.
Los escenarios a los que me refiero son situaciones imprevistas y críticas que ponen en riesgo la reputación de organizaciones y marcas, generadas por esta situación global inédita que ningún manual o protocolo de gestión de crisis ha incorporado entre sus escenarios de riesgo; salvo (me atrevería a decir con reparos) entidades públicas y privadas de salud.
Piense, estimado lector, en la situación que afrontan líneas aéreas, cines, centros comerciales, gimnasios, colegios, universidades, organizadores de eventos masivos (deportivos o artísticos), a los que, de un momento a otro, les dijeron: “hasta acá nomás, yo te aviso cuándo y cómo vuelves a operar”, y en todas las actividades conexas que proveen de bienes y servicios a las antes mencionadas, y en otras que por espacio no es posible citar acá.
Pero también piense en todas las anomalías y retos que han de afrontar las actividades que sin cerrar hasta nuevo aviso tienen que adaptarse a esta excepcionalidad bajo nuevas reglas y restricciones, y en un entorno de incertidumbre tanto sobre el horizonte de tiempo como por la dimensión de los impactos de esta crisis.
¿Qué y cómo comunicamos a nuestros públicos de interés externos (clientes, competencia, autoridades y reguladores, gremios, opinión pública)? ¿Qué y cómo a nuestros colaboradores y proveedores? ¿Qué y cómo a nuestras familias? ¿Nos quedamos callados esperando a que todo pase?
Ya sé. Usted dirá: “pero qué importa, el planeta entero sabe que estamos en medio de una pandemia, todos vivimos en crisis y en medio de un gran paréntesis”. Pero entre justificar una situación de carácter global que nos afecta a todos y justificar decisiones, indecisiones, excesos de proactividad, errores o negligencias de marcas u organizaciones hay un trecho tan grande como la incertidumbre en la que hoy vivimos.
Primero miremos el hoy y el ahora. A la ya conocida “dictadura” que imponen las redes sociales a las marcas y personas con la sanción reputacional que un hecho o circunstancia estimada como negativa puede generar, se suma el actual estado de estrés, angustia, duda y miedo que esta pandemia ha creado, que multiplica exponencialmente la vocación de señalamiento, crítica y juzgamiento moral a nivel de opinión pública, y que también se incrementa con el rol que cumplen las autoridades del Estado encargadas de exigir la aplicación de las normas de emergencia.
Así, en esta excepcionalidad de emergencia, la única manera en la que el Estado se legitime en medio de esta situación de temor generalizado, es recurriendo a medidas extremas, que claro, en el camino se pueden llevar de encuentro no solo derechos constitucionales, sino la reputación de entidades y personas, con tal de calmar “al respetable”.
Ojo. No pretendo decir con esto que las normas de emergencia no estén bien, todo lo contrario; pero las circunstancias generan riesgos implícitos mayores que los que cualquier marca u organización habitualmente afrontan.
Pondré dos ejemplos. En las últimas dos semanas, algunas marcas fueron duramente criticadas en redes sociales por tomar decisiones de carácter laboral, que legítimamente adoptaron en función a la situación de parálisis que la emergencia determina. Las respuestas públicas de las empresas difirieron en cuanto a su nivel de empatía y oportunidad. Así, algunas salieron mejor paradas que otras.
Pero también hemos conocido los casos de 3 compañías que recibieron la inspección de una entidad supervisora laboral del Estado, que además del gran efecto generado por la presencia del Ministerio Público, Policía, Ejército y medios de comunicación masivos (si no fuera por las normas de emergencia, los operativos tranquilamente se podrían parecer a una intervención contra la minería ilegal), comunicaron a los medios que estas organizaciones incumplían las disposiciones de excepción. Resultado final: no había incumplimiento de normas, solo exhortaciones y recomendaciones en cuanto al manejo de personal. Obviamente, el daño reputacional ya estaba hecho.
Conclusión. A la pregunta que iniciaba este artículo, la respuesta la reafirmo en positivo: sí hay que comunicar en situaciones de crisis. Es más, marcas y organizaciones deberían estimar que esta pandemia es, en sí misma, un gran escenario de crisis. Además, si bien no fue previsto, es real, actual y peligroso para su reputación.
Y como sucede con las economías y los sistemas sanitarios de los países, de esta pandemia saldrán mejor libradas reputacionalmente aquellas marcas y organizaciones mejor preparadas para ello: contar con manuales y protocolos de gestión de crisis reputacionales y un correcto entrenamiento para su ejecución; un relacionamiento con medios de comunicación, autoridades, gremios y opinión pública ya trazado y en marcha; voceros debidamente entrenados; y una estrategia de comunicación al interior de la organización que privilegie la transparencia, la interactividad, la empatía y el respeto.
Ahora pregúntese: qué tan preparada está su marca u organización para comunicar en medio de esta crisis. Su reputación, y por ende el valor de su negocio, se lo agradecerán.
